摘要
CS 管理是目前流行于西方国家的一种全新的经营管理模式,并于近年来被我
国越来越多的企业所导入。CS 即英文 Customer Satisfaction 的缩写,意为顾客满意。
CS 管理的基本内容是,企业要以顾客满意为指针,建立一套顾客满意的生产服务
系统,为顾客提供满意的商品和服务。这一管理模式已被企业界公认为树立良好
的企业形象、在市场竞争中赢得主动权的有力武器。
而作为以顾客满意管理为核心的 CS 管理理论,更多的是应用于营销和产品制
造行业,对于新兴行业----物业管理来说,CS 管理理论的应用研究几乎还是一个盲
点。论文针对物业管理中维修服务领域顾客满意方面存在的问题进行研究,在物
业管理行业 CS 管理理论研究的基础上,研究了其基本理论、系统应用方法及程序、
系统实施步骤。基本理论包括 CS 管理基本模式、顾客在维修服务方面的需求类型
和内容以及顾客在维修服务方面的满意属性。
论文对 CS 管理在物业管理行业维修服务方面应用的关键技术进行了分析研
究;研究了系统的维修服务顾客满意指标(CSI)设计和顾客满意测评(CST)方法,重
点研究了 CSI 指标的设定方法及程序、问卷的设计方法和问卷的检验优化方法。
同时采用 Enkawa 模式对维修服务 CSI 指标进行设计研究。
最后,以新疆石油管理局物业管理总公司的“CS 管理”为应用背景,对以上
研究结果进行了验证,取得了较好的应用效果。

ABSTRACT
Customer Satisfaction (CS) management, which is an entirely-new mode of
management popular in western countries now, has been adopted by many Chinese
companies. Generally speaking, basic content of CS Management is to build up a set of
manufacture service system so as to provide satisfactory product and service to
customers. Actually, this management mode can serve as an effective weapon in market
competition for both image promotion and performance betterment panies.
Nevertheless, CS Management, as the core of its theories, has been applied more
often in Marketing and Manufacturing industries. As for the newly-emerged industry,
Property Management, it is seldomly mentioned. Thus, focused on the problems
concerning property maintainence, this paper studies the basic CS theories,proposes its
real application method,and further discusses system implementing steps. CS theory
contains basic management modes, maintenance requirement types along with customer
satisfaction attribute in property management.
